Friction
Any element of a user experience that adds effort, confusion, or delay to the completion of a task. Friction can be intentional or unintentional. In upsell architecture, the goal is to remove friction from the path to value — activation, checkout, onboarding — while potentially introducing a small amount of well-placed friction at the point of cancellation, to allow for a retention offer. The distinction is critical: friction that impedes a customer from achieving their goal is harmful; friction that invites a reconsideration of a decision to leave, when done respectfully, is useful.
Example: A subscription service that makes cancellation a single-click action reduces exit friction but may introduce a single-screen pause offer that serves as a thoughtful intervention.
